App Support: Get Bug Reports That Help

Make it easy for customers to report app problems by asking for the task they were doing, safe context, screenshots with sensitive details hidden, and the app version. Never request passwords or verification codes. Provide clear status updates.

What to ask for in a bug report

When a customer reports a problem, the goal is to understand what they were trying to do and what happened. Ask for the task, such as 'I tried to upload a photo to my profile.' Then ask for the steps they took, the expected result, and what actually occurred. This helps your team reproduce the issue.

Also request safe context: device model, operating system version, and app version. These details are usually available in the app's settings or about screen. Avoid asking for personal data like passwords, verification codes, or full payment details. If a screenshot is helpful, ask the customer to hide sensitive information before sending.

Screenshots and sensitive information

Screenshots can show exactly what went wrong, but they may contain private data. Instruct customers to blur or crop out names, email addresses, phone numbers, and any codes. A simple way is to use the device's markup tool to draw over sensitive areas before sharing.

If your app has a built-in reporting feature, you can automatically capture a screenshot and let the customer review and edit it before submission. This reduces the risk of accidental sharing. Never ask for a screenshot that includes a password or verification code.

Version and environment details

Knowing the app version and device environment is critical for diagnosing bugs. Ask customers to include the version number from the app's settings. If they are using a web app, ask for the browser name and version. For mobile, include the operating system and device model.

If your app supports over-the-air updates, the version may change without a store release. Make sure the version number is easy to find and copy. A simple 'Copy version info' button in the app can save time for both the customer and your support team.

Status updates and follow-up

After a report is submitted, acknowledge it quickly with a ticket number or reference. Set expectations for when the customer will hear back. Even if there is no fix yet, a brief update like 'We are investigating' reduces frustration.

When the issue is resolved, tell the customer what was fixed and, if applicable, which version includes the fix. If the problem cannot be reproduced, ask for more details politely. Never blame the customer or dismiss the report.

A practical test for your reporting flow

Suppose a customer tries to upload a profile photo and the app shows an error. They tap 'Report a problem' and see a form that asks for the task, steps, and version. The form includes a note to hide sensitive details in screenshots. After submission, they receive an automatic confirmation with a ticket number. Within one business day, a support agent replies with a status update. This flow passes the test if the customer can complete it in under two minutes and if the report contains enough information for a developer to attempt a reproduction.

To run this test, ask a colleague who is not on the support team to submit a report using the flow. Then check if the report includes the task, steps, version, and a safe screenshot. If any of these are missing, adjust the form or instructions. This test is about completeness and speed, not about whether the bug gets fixed immediately.
